In recent years, Customer Service has moved beyond being perceived as a purely operational support function and has become a true strategic driver within organizations. The key lies in customer collaboration, process digitalization, and the ability to anticipate demand.
From my experience leading teams across Latin America, I’ve seen how three pillars make a real difference:
1. Regional structure and collaboration
Aligning processes, standards, and metrics across different countries helps organizations move from a fragmented approach to an integrated regional view. This enables the sharing of best practices and the standardization of key indicators such as OTIF or on-shelf availability.
The result is not just better numbers on a dashboard. Collaboration fosters trust with customers and internal teams alike, turning Customer Service into a real business partner.

2. Digitalization and automation
Implementing RPA for appointment scheduling and leveraging Business Intelligence tools has reduced lead times, improved end-to-end visibility, and freed up working hours that can now be invested in higher-value activities.
This shift toward digitalization not only improves efficiency but also enhances the customer experience. Quick responses, accurate information, and proactive communication create stronger, more resilient relationships.

3. Integration with S&OE and IBP
The third pillar of transformation is the integration of Customer Service with planning processes like Sales & Operations Execution (S&OE) and Integrated Business Planning (IBP).
Customer Service is no longer just about reacting to issues as they arise. By participating in the development of a One Plan that includes supply chain, sales, and marketing, Customer Service teams gain a seat at the table where decisions are made.
This role is critical in managing variability, identifying risks before they escalate, and improving forecast accuracy. When Customer Service provides insights from customers and markets, it strengthens the entire planning cycle, driving resilience and better business performance.

Looking ahead
Customer Service in Latin America has shown that it can adapt, innovate, and lead. The companies that thrive are those that treat it not as a cost center but as a value creator. Regional collaboration, digital tools, and integration into planning are no longer optional—they are essential to stay competitive.
As organizations continue to evolve, Customer Service will remain at the heart of building trust, driving efficiency, and shaping customer loyalty. What was once seen as back-office support has proven its potential as a key driver of growth.
As described in McKinsey’s AI-enabled customer care report, organizations that adopt AI-driven customer support can deliver proactive, personalized service that enhances loyalty and lowers costs.
